Keeping the Customer at the Center of AI Innovation

Luis Carvalho
Customer Experience Architect
Luis Carvalho is a technology leader with experience in artificial intelligence, digital transformation and customer experience. His work focuses on applying emerging technologies, data and digital infrastructure to improve operational efficiency and create more relevant experiences for customers in luxury retail.
Enhancing Discovery through AI
I see AI as a core engine for elevating how customers interact with the FARFETCH platform. The strategy is simple. We should double down on artificial intelligence wherever it adds genuine value to the customer journey.
Fashion discovery has completely transformed, and AI is at the forefront of that shift. On the FARFETCH platform, this takes the form of FARFETCH for You, a tailored personalisation engine that delivers a double advantage. It helps clients seamlessly locate exactly what they want while also sparking a sense of unexpected discovery.
I have also seen these capabilities extend into premium services. Fashion Concierge teams now use AI to source exceptionally rare and hard-to-find luxury items for VIC clients at an unprecedented pace.
Personalisation and proactive AI recommendations serve distinct roles in the luxury journey. At times, customers need a high-utility, direct recommendation, particularly when time is limited, and a practical solution is required. At other moments, they seek a more nuanced layer of assistance that inspires while leaving them firmly in control of their own discovery.
For me, the goal is to ensure that technology never dictates the journey. It should empower customers to choose between the efficiency of AI and the freedom of personal exploration.
Scaling AI with the Right Guardrails
As organisations move from experimenting with generative AI toward more autonomous, agentic workflows, I believe scaling these capabilities requires careful consideration of trust and governance. A customer being comfortable with an AI recommendation is different from being inspired or confident by one.
Recent reports indicate that clients are more likely to trust influencer recommendations, at 27 percent, than AI chatbots, at 8 percent, while 49 percent do not trust either. This highlights the gap between using AI for utility and using it to influence customer decisions.
I see the most immediate opportunity for AI in luxury brands as extending beyond visible, consumer-facing tools. Better behind-the-scenes systems can improve the customer experience without requiring direct customer interaction, while allowing businesses to scale and improve processes.

The greatest potential in luxury retail lies in combining data infrastructure, AI, automation and digital interfaces without losing sight of what defines luxury.
The pace of evolution in this area is incredibly fast, and realising its massive potential requires balancing innovation with sustainable change management. Autonomous systems need clear operational parameters, robust human-in-the-loop oversight, cost-management frameworks that direct AI investment toward the most valuable elements of the offering, and clear data privacy and safety protocols.
When I consider moving an emerging technology from experimentation into meaningful business and customer applications, the decision begins and ends with the customer. In luxury, technology should serve as an enabler rather than a novelty for its own sake.
Three questions provide the guardrails for that decision. Does the technology solve a genuine point of friction for the customer? Can it deliver measurable operational efficiency without diluting the front-end experience? What will be the expected return on the investment?
Connecting Technology across the Luxury Experience
I believe the most significant technology shifts in luxury retail are strategic rather than tied to one particular technology. Real transformation comes from advanced data infrastructure that unifies customer intelligence, backend AI and automation that streamline logistics and processes and seamless front-end digital interfaces that empower storytelling and the purchase experience.
It is not one technology shift but a combination of technologies operating as a single matrix. Together, they allow luxury retail to drive deep operational efficiency behind the scenes while elevating the personalised, high-touch experience customers expect on the front end.
From my perspective, the greatest potential in luxury retail lies in combining data infrastructure, AI, automation and digital interfaces without losing sight of what defines luxury. Technology should improve processes and scale operations while preserving the human qualities of the customer experience.
The strongest applications of AI will be those that create genuine value while keeping customers in control of how they discover, explore and purchase.
